Are you ignoring generation X and Y customers?

There’s a generational disconnect in how businesses communicate with customers today. And it could be killing your profits without you even knowing it.

It’s hard to answer all of those calls or even stay on top of your different communication channels as you run a side business.

Worse yet, you may be reaching all of those phone calls, but missing out on almost 44 percent of your generation Y customers…. But how?

In a late 2013 Forrester Research survey, participants in different age groups were asked if they prefer online customer service vs. talking with a service rep by phone. Generation Y (born 1980 to 2000) was the largest group to favor online communications, at 44 percent, followed by Generation Z (born 2001 and later) at 41 percent and Gen X (born 1965 to 1979) at 39 percent.

By comparison, only 27 percent of Baby Boomers (1946-1964) said they preferred online communications for customer service. Even so, the phone is still widely seen among many small businesses and service providers as the most important channel for all customer interaction. This is where the big disconnect happens. Generations X and Y want to type. Most small businesses want to talk.

So you may be missing out on 44 percent of your younger customer base, but what should you do about it?

Start developing an omni-channel communications strategy. By omni-channel, I mean that the conversation between you and your customers flows freely in both directions across multiple channels. You’re giving customers multiple options for connecting to you: by phone, on Twitter & Facebook, in Web chats, in e-mail, instant messages, and even text messages.

In the same Forrester research, they found that 87% of customers said their time was the most important factor when dealing with customer service. By responding quickly to customers in the channel of their choice, you’re showing that you’re available and ready to answer their questions. You’re also removing the potential frustration that customers and prospects may experience when trying to contact a business.

Consider this quote from a corporate trainer interviewed by Forbes (I’ve italicized the last sentence for emphasis):

“Typically the older generations prefer talking face-to-face or on the phone, and the younger generations tend toward text-based messages like email and instant message. It becomes very frustrating when you communicate with someone in a mode that they don’t like.”

By enabling small businesses to communicate in a seamless, convenient way with customers and prospects across the channels of their choice: social, web chat, telephone, text, email, instant messaging.

Omni-channel communications is only going to get more important. If you’re not being agile and listening across multiple channels, you’re ignoring a lot of your customers and prospects. With Generation Y individuals growing up they’re likely to be a huge part of your customer base and it’s important to meet their needs and communication preferences as well. Besides, you never know when a simple tweet can turn into a lucrative transaction.
